Across 304 law firms in eight U.S. metros, unreturned calls and slow responses led client complaints at 50.6 percent, ahead of any complaint about outcomes.
TAMPA, FL, UNITED STATES, September 29, 2026 /EINPresswire.com/ — A new study of 5,071 one-star and two-star Google reviews across 304 law firms finds that 89.1 percent of negative reviews describe a failure in how the firm was run rather than a complaint about the legal work itself. The most common single subject is not the outcome of a matter. It is a phone call that was never returned.
The study classifies what the reviews assert. It does not establish whether any client was legally correct, and it makes no claim about the conduct or competence of any firm.
The study was published by Sales Roadmap and conducted by Kamyar Shah, a fractional COO and founder of World Consulting Group. It covers law firms in Phoenix, Dallas, Atlanta, Charlotte, Columbus, Denver, Tampa, and Kansas City, with review dates from September 2008 to September 2026.
Responsiveness led every other complaint. Responsiveness appeared in 50.6 percent of negative reviews, followed by staff conduct at 39.4 percent, fee transparency at 28.8 percent, and case updates at 26.0 percent. Complaints about how a matter was handled appeared in 40.2 percent, which the study records as a client assertion rather than a finding about the work.
The reviews describe the pattern in plain terms. One client wrote, “Phone calls and emails to the paralegal and attorney go completely unanswered”. Another wrote, “I had to call repeatedly just to get updates on my case, and it often felt like no one really knew what was going on”. A third wrote: “They close your case and don’t tell you why”.
The legal work was rarely the whole story. Of the 5,071 reviews, 49.4 percent described a process failure only, and 39.6 percent described both a process failure and a complaint about the legal work. Just 4.4 percent raised the legal work alone, and 2.1 percent named a legal-work complaint with no other complaint of any kind.
“Clients rarely write a one-star review about a legal argument,” said Kamyar Shah. “They write it about the week nobody called back. That is an intake and communication system, and it belongs to the office, not to the attorney arguing the case.”
The number that keeps this honest. The 89.1 percent figure describes negative reviews only. The 319 law firms sampled hold 222,998 lifetime Google reviews between them, and 92.5 percent of those are five-star. One-star and two-star reviews together make up 4.7 percent of the total, or 10,382 reviews. Most clients are satisfied. The study describes what goes wrong when they are not.
How the study was done. Reviews were retrieved through the DataForSEO business data API. Each review with at least five words of text was labeled against seven business-process failure modes and two modes that touch the legal work, and every label had to be supported by a phrase quoted from the review. A second, independently trained model relabeled a random sample of 200 reviews and agreed with the first on the process-versus-legal-work call 98.5 percent of the time.
The sample required one correction that the study states in full. Reading the sampled business names one at a time found a debt collection agency inside the law firm category. Its 44 reviews were removed. No reviewer name, firm name, attorney name, or matter appears in the published study.
“A client who writes a one-star review has usually already hired the firm,” Shah said. “The firm won the engagement. The review records what happened to the relationship after that, and most of it is within the firm’s control.”
